I’m writing this from the St. Regis Dubai, where I’ve been finalizing venue partnerships for our upcoming luxury dental retreat.

From the moment you walk through the door, the level of hospitality here is flawless. Every interaction is intentional. Every detail is curated.

It reminded me of something that often gets overlooked in dentistry:

Clinical skill might earn trust - but the patient experience builds loyalty.

That’s why this newsletter is focused on elevating every touchpoint in your patient journey. Because in the most successful practices, the standard isn’t perfection - it’s intention.

Why Patient Experience Is a Growth Strategy, Not a Luxury

Most dentists assume that great clinical work is enough.

But patients don’t refer based on the quality of your crown margin. They refer based on how they felt the moment they walked in - and how they felt the moment they walked out.

What patients actually remember:

  • Whether your team made eye contact and used their name
  • How calm and confident the office felt when they arrived
  • If they felt heard or rushed through
  • Whether your follow-up felt automated or personal
  • How smoothly the visit flowed from beginning to end

These are the invisible cues that shape your brand, your retention, and your reputation.

The Seven Patient Experience Touchpoints That Define Loyalty

1. First Contact (Before They Arrive)

Phone & Website:

  • Is your team trained to answer the phone with energy and clarity?
  • Is your website easy to navigate, friendly, and aligned with your practice identity?
  • Do your forms and confirmations reduce anxiety or create it?

The emotional tone of your practice is set before patients ever see your operatory.

2. Arrival & Welcome

Environment & Greeting:

Get the podcast, the newsletter, and the blog. One signup.

  • Is your front desk warm and engaged or transactional?
  • Is the space clean, uncluttered, and visually calming?
  • Are patients greeted by name, offered comfort, and helped immediately?

Your reception area is either part of the experience - or part of the problem.

3. Clinical Handoff & Flow

Transitions Between Team Members:

  • Are you handing patients off with clarity and confidence?
  • Do team members introduce themselves and explain next steps?
  • Does the flow feel seamless or disjointed?

Patients experience your systems through your handoffs.

4. Chairside Experience

During the Appointment:

  • Do you explain what’s happening in plain language?
  • Are you checking for comfort proactively?
  • Do patients feel confident that your team is in sync?

Anxiety drops when communication rises. The most confident patients are the most informed.

5. Completion & Departure

End of Visit:

  • Are financial conversations clear and respectful?
  • Do patients leave with confidence about next steps?
  • Is there a consistent, personalized goodbye that ends the visit on a high note?

How patients feel walking out is often more important than what happened in the chair.

6. Follow-Up & Reconnection

Post-Treatment Touches:

  • Did they receive a thank-you or follow-up message?
  • Do you acknowledge their referrals personally?
  • Do your reminders feel helpful or generic?

The best follow-ups feel like hospitality, not automation.

7. The Ongoing Relationship

Long-Term Engagement:

  • Do patients feel remembered when they return?
  • Are their preferences logged and respected?
  • Does your team treat every visit like a continuation of the relationship?

This is where retention and referrals take root.

Building a High-Level Experience System

Week 1: Map the Patient Journey

  • Walk through your patient experience from first call to post-op follow-up
  • Identify the emotional tone and friction points at each stage
  • Ask three patients what they most appreciated and what could be better

Week 2: Elevate the Touchpoints

  • Choose one weak area and develop three new strategies to improve it
  • Write new scripts for greetings, handoffs, and financial discussions
  • Adjust your environment to reduce sensory stress and elevate comfort

Week 3: Train With Intention

  • Use team huddles to role-play common scenarios
  • Assign each team member a touchpoint to “own” and lead improvement
  • Create service standards for language, tone, and environment

Week 4: Measure and Refine

  • Use brief surveys to collect real-time feedback
  • Set one metric per week to improve (e.g., wait time, handoff clarity, recall rate)
  • Recognize team members who create positive moments

Common Mistakes That Sabotage the Experience

  • Assuming patients know how much you care without showing it
  • Delivering inconsistent experiences depending on who is working that day
  • Forgetting that convenience and clarity often matter more than perfection
  • Ignoring the impact of the environment on stress and trust
  • Relying too heavily on automation instead of genuine connection

Advanced Strategies to Elevate Every Visit

Create Signature Moments:

  • Handwritten cards after major treatment
  • Unexpected comfort items for anxious patients
  • A personalized check-in from the doctor or treatment coordinator

Personalize at Scale:

  • Track and remember birthdays, family details, and comfort preferences
  • Build systems to recall these moments and train your team to use them

Recover Exceptionally:

  • When things go wrong, how you recover determines whether the relationship strengthens or dissolves

Use Technology Thoughtfully:

  • Online scheduling and digital forms should reduce friction
  • Messaging systems should increase availability, not overwhelm your team
  • Feedback tools should surface patterns, not just reviews

This Week’s Action Plan

  1. Identify one patient interaction last week that could have been better - and rewrite how you’ll handle it next time
  2. Choose one area in your practice (greeting, financial talk, follow-up) and train your team to upgrade it this week
  3. Install a new follow-up system for post-op calls or text check-ins
  4. Survey five patients about their full experience and ask what surprised or delighted them
  5. Create a new service touchpoint that will leave a lasting impression on every patient starting next week
